AI in Support Desks: Useful, But Don’t Let It Hide Bad Service

Support desks are a natural place for AI.

Tickets are text-heavy. Users repeat issues. Knowledge bases exist. Classification matters. Response time matters.

AI can help.

It can summarise tickets, detect urgency, suggest replies, group similar incidents, identify missing information, and route work to the right team.

But there is a bad version of this future.

Companies may use AI to create the appearance of responsiveness while solving nothing faster. Customers receive polished replies, but no actual resolution. Support agents get more dashboards, but not more authority. Management sees better metrics, but users still wait.

AI should reduce friction, not disguise it.

The best support AI will help humans understand and solve problems faster. It should not become a layer of polite delay.

Measure resolution quality, not just response speed.

A fast answer is not the same as help.
